Moreover, having a good relationship between consumers and hotel services is the way to increase fulfillment as they expect (Fuch and Weiermair, 2004; Stockdale, 2007). In addition, according to Blichfelt (2007) and Kylanen (2006), experience means customization for a variety of people. This article indicates the close relation of theoretical and practical framework to adjust the hotel operation based on customers’ demand.

Every hotelier aims to provide service and meet the customers’ expectations. This study examines the factors that drive a delightful customer experience in the hotel industry from a cross-cultural perspective. The researchers conducted extensive semi-structured interviews with guests from different nationalities and asked them their personal key drivers of customer delight. They have concluded that while some universal service elements are still relevant in making providing a delightful experience, guests from different cultures can also be delighted by different services and amenities. Hence, hoteliers have to delight their guests and provide great experience from cross-culture perception since sometimes one specific thing they can delight a guest; however, the other guests may not feel gratified as they expected.

Jacqueline Bulawan | Nearyroth Veasna
