I have recently engaged with an insurance company chatbot and all looked "human" until my query moved away from a standard question or one, presumeably that it had ever encountered before. A human would have had no problem identifying the nature of my question, even though I may have had the specific terminology wrong but the bot struggled. A training and glossary question perhaps. The danger is I could have ended up with insurance cover which did not in fact cover what I wanted. So the Pareto principle applies. For many cases a bot is just fine: efficient, effective, economic. Token human attributes are a marketing matter - doesn't bother me either way but some may have a strong preference for the uman approach. But as I have indicated before, it is the management of exceptions which matters.

I've engaged with various customer service bots from various firms and they all suffer from the same problem - the inability to answer complex questions so as in the insurance example when you move away from standard questions to something more nuanced. Basically they can answer something that may be covered in an FAQ but diverge from that and they struggle.

So you go round and round in circles of where's my parcel, it's been delivered, no it hasn't, have I answered your question, No, how can I help? While not a life or death situation it is incredibly frustrating for the end user , potentially means you want to do less business with that company and makes you question the value and efficacy of chat bots overall.

I have engaged with many bots in many sectors; bank apps, travel assistants, healthcare, customer services, HR and many more.

They all suffer from the same problem - not being able to deal with anything beyond very basic and targeted language. As soon as the conversation needs to be more detailed or more nuanced, there is a problem, which either (in good scenarios) ends up with the service falling back on giving you a human to interact with, or in pure frustration and anger as the limited (or just poorly designed) bot isn’t capable of helping you.

I think the question of how human a chatbot should be is contextual - there are some cases where a chatbot that is too human could cause issues, such as in healthcare apps, and others, where it doesn’t really matter as long as it is sophisticated enough to actually help you.

The more human they are, the clearer it needs to be that it is a CHATBOT and not an actual person you are chatting with; some services still fail to make that obvious at times.

Bots can be useful at answering simple questions.. but often complex issues are not yet answerable by bots. That is fine now as we can be put through to a human. But what happens when we dont know if the bot is human.. do we mistake algorithms for lack of empathy? Do we believe there is no appeal? Do we feel that we are the issue not the 'human' we are 'chatting' to? The result is less

I remember the backlash that Google experimented a while back when, in a broadcasted demo, they got their AI Assistant to call a hairdresser and make an appointment. It was absolutely incredible on a NLP level yet people reacted very badly to it because they felt the hairdresser got "fooled". If I salute the tech performance and agree that as a user I prefer a good human-like voice, I must agree with the mass: I'd want to know when am talking to a machine or a human being...
https://www.youtube.com/watch?v=D5VN56jQMWM

Customer Support Chat bot- Over Expectation.

I have engaged with many chat bots in many sectors, especially those designated for customer or client support.

I tend to observe a similar problem across all of these technologies which link to an inability to deal with complex queries issues. They focus on the basic stuff alone. Once the conversation reaches the point of requiring some level of human-level cognition or application of intuitions, the bot do quite awfully. In the best case you get directed to a human support and in the worst-case chat terminations that can increase frustrations for the lack of a capable help to your problems.

I think it is hardly feasible to get chats bots to talk like humans. I think the problem may be linked to what I consider over-expectations by human. If we understand the limitations of chat bots - what they can and cannot do, then it becomes easier to manage expectations of satisfying customer queries in the same way human support will do.

I engaged with my insurer recently. I am from an English-speaking non-American country and it was clear from the (to our ear) longer, flatter, vowels that the voice was a composite from a Californian speaker. However, accenting aside, it was quite clear that no effort had been made to localise the bot. Several of the commonplace terms were distinctly 'off' to a user from my part of the world - for example, sidewalk/footpath, rotary/roundabout, trunk/boot. The bot also queried my pronunciation several times (I'm generally regarded as a fairly clear speaker) and in so many ways felt highly 'robotic'. A human speaker on hearing my use of terms would have adapted to follow suit. We see this with our telco call centres who have mostly been pushed to Manila; Filipinos are often American-trained English speakers, but they very quickly localise once you engage with them.
The principal issue for me here is quality in dialogue; when dealing with a person we can often explore solutions more effectively than a bot. Humans can and do make mistakes, and just as often own them. A bot always has a limited range of response and any empathy is completely faked. In fact, I'd rather empathy wasn't built into a bot's responses. I'm forced to be talking to a non-sentient 'can' that hasn't the ability to grasp how I'm feeling - I'll take the genuine article, or you can just make it sound like a robot and we'll just get the core issues done and dusted. I find bots an insult.
